Consider a customer asking about a delayed delivery and then requesting a change. Looking up an order is only the first step. The team must confirm the right customer context, understand the current status and decide which actions are still possible.

Separate information from permission

A support agent may need to view an order without having permission to make every change. Define which actions can be taken directly, which need approval and which must be handled in another system.

Use the same rules for humans and automated assistance. An available integration does not establish that every action should be automated. Exceptions involving money, unavailable inventory or conflicting information need an accountable decision.

Bring realistic order cases to the trial

A seat-count comparison alone is therefore insufficient. Estimate ordinary and peak ticket volumes, the share of conversations eligible for automation and any additional channel use. Confirm how repeated contact, reopening and overages are counted.

Avoid treating every order as a support ticket or every automated exchange as a successfully resolved issue. These are different quantities.

Include the people outside support

Have an operations colleague inspect an escalated example. They should receive enough context to investigate without asking the customer to repeat everything. The support owner should also know when to provide the next update.

Document where policy decisions are made and who updates the approved answers when fulfillment or return processes change.

Alternatives and fit
